Complaints procedure
If you have a complaint regarding any aspect of our fundraising
work please contact:

Send an email
Please make any formal complaint against the charity in writing,
by letter or email, within three months of the alleged
incident.
Once a complaint has been received the coordinator will write
and inform the complainant, within three working days, that an
investigation has been undertaken.
Please note: All official correspondence with a
complainant will be in the form of a letter unless otherwise
requested.
- The coordinator will open a hard copy file and keep all
correspondence related to the complaint, including emails and
telephone transcripts.
- The investigating manager will take a statement of the alleged
incident from the member(s) of staff concerned before undertaking
the investigation.
- After seven days the coordinator will check on progress and
remind the manager that the investigation needs to be completed
within 30 days of receipt.
- After 14 days the coordinator will give the complainant a
progress report.
- After 30 days the manager or coordinator will write to the
complainant and inform him/ her of the result of the investigation
and any action taken: disciplinary, retraining, removal of
offending literature etc; and advise of any compensation owed.
- If the offence is serious, or the person concerned is on
holiday, a holding letter will be sent. It will promise to keep the
complainant fully informed of the delayed investigation, and give
an approximate completion date.
- The investigating manager must fully brief the coordinator as
complete and up-to-date records must be maintained for disclosure
to the Fundraising Standards Board (FRSB).
- Once Independent Age has informed the complainant of our
results, and any necessary actions taken, the investigation is
closed.
- The coordinator must notify the complainant of their right to
contact the FRSB and give contact details.
- If the complainant is not satisfied with the outcome of the
initial investigation they have two months after our response to
refer the complaint to the FRSB.
- The FRSB will contact the complaints coordinator to request
background information concerning our investigation. They will
require all correspondence with the complainant and any relevant
information or materials.
- The FRSB will investigate and seek a solution within 30
days.
- If necessary the FRSB, the investigating manager and the
complainant can meet to rectify outstanding issues.
- If the complainant is unhappy with the result of the FRSB
investigation the case can be sent to the FRSB board for
adjudication.
- The board will review the investigations and report their
conclusion within 60 days.
- Independent Age will compile an annual report informing the
FRSB of all complaints made against the charity.
Potential penalties
The FRSB will only uphold a complaint if it concerns a breach of
a 'must,' 'ought' or 'should' Code of Practice, or is an
infringement of The Fundraising Promise.
If a complaint is upheld against Independent Age the FRSB can
specify that no further action is taken, or prescribe one of the
following sanctions:
- We should apologise to the complainant
- Provide training for the individual concerned, or cancel the
contract if appropriate; for example, a catering company at an
event.
If more serious:
- Stop the charity from using the fundraising method or conduct
sourced as the origin of the complaint
- Withdraw or change any materials that are the subject of the
complaint.
If we persist in unacceptable behaviour our membership of the
scheme can be withdrawn.

Our fundraising promise

We are members of the Fundraising
Standards Board (FRSB) self-regulatory scheme. The FRSB works to
ensure that organisations raising money for charity from the public
do so honestly and properly. As members of the scheme, we follow
the Institute of Fundraising's Codes of Fundraising
Practice and comply with the key principles embodied in the Codes
and in this Promise.
We are committed to high standards
- We do all we can to ensure that fundraisers, volunteers and
fundraising contractors work with us to raise funds whilst
complying with the Codes and this Promise
- We comply with the law including those that apply to data
protection, health and safety and the environment
We are honest and open
- We tell the truth and do not exaggerate
- We do what we say we are going to do
- We answer all reasonable questions about our fundraising
activities and costs. Please contact us, visit our website or see
our Annual Report if you require further details
We are clear
- We are clear about who we are, what we do and how your gift is
used
- Where we have a promotional agreement with a commercial
company, we make clear how much of the purchase price we
receive
- We give a clear explanation of how you can make a gift and
amend a regular commitment
We are respectful
- We respect the rights, dignities and privacy of our supporters
and beneficiaries
- We will not put undue pressure on you to make a gift and if you
do not want to give or wish to cease giving, we will respect your
decision
- If you tell us that you don't want us to contact you in a
particular way we will not do so
We are fair and reasonable
- We take care not to use any images or words that cause
unjustifiable distress or offence
- We take care not to cause unreasonable nuisance or
disruption
We are accountable
- If you are unhappy with anything we've done whilst fundraising,
you can contact us to make a complaint
- We have a complaints procedure, a copy of which is available on
request. If we cannot resolve your complaint, we accept the
authority of the Fundraising Standards Board to make a final
adjudication.

Refund policy
You can cancel your order and receive a full refund within 30
days (including postage costs where applicable), in the following
circumstances:
- Within 7 days of your order being confirmed in writing by
Independent Age. Order confirmation is made by email from
Independent Age to the address you submitted to Independent Age
during the account set up process
- Within 8 days of receipt of goods
- You do not need to specify a reason for cancellation under the
above circumstances.
Your obligations when cancelling an order
Cancellation must be made in writing, by fax or email to the
address shown on your invoice/packing slip or on the Contact us
page of the website.
You are responsible for the safe return of cancelled goods.
Goods should be returned undamaged within 30 days of cancellation
with their original packaging. If you fail to return the goods and
Independent Age is forced to make arrangements for collection, we
will charge you the direct cost of recovery. If you return the
goods with insufficient postage, Independent Age will charge you
any postal fees incurred in accepting the package. You have a
statutory duty to retain possession of the goods and take
reasonable care of them.
